Most people think access provisioning is a solved problem. Submit a request, run a workflow, and grant access. We thought so too...until we built it! In our Building Atomicwork roundtable, the team behind Agentic IGA got real about what actually broke. A few things stood out: 30–40% of IT requests are access-related. Not because organizations lack governance, but because access sits at the intersection of identity, policy, and real work and that intersection is messy. As Anish P R our Founding Engineer put it: "The data itself is fragmented in multiple places — different IDPs, different apps, and sometimes apps that aren't even part of the IDP and still need to be manually provisioned." Our first implementation technically worked. But as the team reflected on it, something felt off — it wasn't a two-way conversation. Users often don't know exactly what they need. The system was executing, not reasoning. That's when we made the architectural shift: from workflows to a specialized Identity Governance agent that could hold context, evaluate policy, ask clarifying questions, and govern the decision — not just execute it. What does it actually look like to go AI-first in IT in practice? @peppermoney didn't want to retrofit AI onto a legacy system. They wanted to start over with an AI-first lens. That's a wrap on the Agentic ITSM Masterclass 🚀 We built this series because we kept hearing the same thing from IT leaders: there's no shortage of AI vision, but there's a real gap when it comes to how you actually get there. So we brought together four practitioners who've been in the weeds and can share their journeys. One consistent truth across these sessions: the organizations making real progress with agentic AI aren't waiting for a perfect strategy. They're picking the right problem, proving the value, and building from there! That's a wrap on the Agentic ITSM Masterclass. 🎉 Gaurav Sisodia, Sr. AI Product Manager at @Zuora , along with our Product Manager Krishna Pramodh closed out the series with a refreshingly honest take on what agentic AI actually looks like when you implement it at scale. The question isn't whether your IT org needs AI. It's where do you start and how do you make it stick across the whole company? Here's what Zuora learned, and what you can take back to your org: 📝 If your best people are doing password resets all day, that's a systems problem, not an IT problem. 📝Roll out in sequence — IT team first, then employees, then other service teams. Big bang rollouts fail. 📝One front door for all employees eliminates the noise. Session 1 showed us how to stop tickets before they start. Session 2 cracked open the access provisioning bottleneck... Session 3 of The Agentic ITSM Masterclass asked the bigger question: what does any of this actually feel like for the employee on the other end? John Cuellar, Founder of Cascade Clarity AI, brought HR and IT into the same room and made the case that delightful employee experiences happen when the infrastructure connecting your people systems is finally as smart as the people using them. Here's what landed: 📝 The problem isn't people. It's process structure. HR, IT, and Finance are all doing their jobs... just in silos. The coordination tax falls on humans bridging gaps through email chains and Slack threads. Agentic AI removes the busywork so they can focus on what actually needs judgment. 📝 The shift in practice: → A manager texts "Help me onboard Marina Sparkles" — the system handles the rest → HRIS updates, hardware provisioning, identity management, welcome emails — all coordinated → What used to take days? Half a day! 📝 And offboarding is where trust is really earned. Involuntary exits require precise background orchestration — no system changes before the meeting, real-time access removal the moment it happens. This is the kind of high-stakes, nuanced workflow that either builds confidence in AI or kills it. John's advice to get started: Begin with onboarding. It touches every system, forces cross-functional communication, and becomes the foundation for everything that follows. That was a wrap on Session 1 of the Agentic ITSM Masterclass and it was exactly the kind of session we built this for! Ehm Driggers, IT Operations Coordinator at TubeScience, opened with a real implementation story: a 3.5-person IT team, 380 employees, and a gap between scale and headcount that made deflection non-negotiable... As Ehm put it "We had designed what was simple for us, but not what was necessarily simple for our user." Their ticketing system had all the right buttons. Users went straight to Slack DMs anyway. And the IT team ended up spending their time copy-pasting conversations into tickets just to keep track — doing every job twice. The outcome after building the right system: 🔴 34.5% deflection across workspaces 🔴 25% of requests auto-routed without IT intervention 🔴 4 teams onboarded and running The framework Ehm shared (the 4 Ds of Deflection) comes down to two questions every IT team should be asking: ❓ Does this require human judgment, or just human knowledge? ❓ Is the right person being asked this question? One insight that landed hard: their vendor evaluation turned into an accidental audit of their own workflows. They couldn't find the right tool because they hadn't documented the process the tool was supposed to support. The fix? You'll just have to watch it to find out! Most IT onboarding checklists exist. Very few actually run themselves! The difference between the two is whether you've built a system or just a document. A document depends on someone remembering to follow it. A system triggers automatically the moment an offer is signed — hardware, accounts, licenses, access — all provisioned before the new hire has picked out their desk. Our sysadmin Sudarshan Bhandarkar wrote the checklist that's actually meant to be automated. Pre-boarding through 90 days, with every task, owner, and tool mapped out.
