Previously, Philip was a frontend engineer at Brex, working in the expense management organization. For 10 years, @SCV_Cyber and many of our startup portfolio companies have been customers of @expensify. This decade of loyalty, renewals, and trust has been overshadowed by a growing concern: when I need support, I still can’t reach a human being. This issue is becoming prevalent across the SaaS industry. Companies often focus on optimizing onboarding, automation, and acquisition, yet they underinvest in actual customer relationships once the contract is signed. While AI chatbots and help centers have their place and efficiency is important, there should be a clear path to a real person who can address urgent issues for long-term customers. Retention is fostered in the moments when something goes wrong. The best companies will leverage automation to scale but will rely on humans to build trust.
